📋 Description

• Own platform management and day-to-day operations of the ITSM platform on the service provider side • Monitor and ensure optimal ITSM platform operation for Level 1 and Level 2 support teams • Collaborate closely with customer-side platform product teams • Track, monitor, and ensure SLA compliance for tickets handled by downstream vendor support groups • Conduct regular coordination meetings with downstream vendors on optimization, KPI performance, and continuous improvement • Act as the primary contact for downstream vendor support groups and internal Level 1 and Level 2 support teams • Identify improvement opportunities, share best practices, and enhance support quality and collaboration processes • Define, document, and communicate escalation paths between support agents and downstream vendor support groups • Work with the customer's Service Delivery Manager to optimize and develop support processes across service levels • Prepare performance reports covering support metrics, SLA compliance, and vendor performance • Use data-driven insights to identify improvement opportunities and communicate recommendations to stakeholders

🎯 Requirements

• BA/BS degree and 8+ years’ relevant experience OR equivalent combination of education and experience • Master’s degree preferred • Profound knowledge in ServiceNow • Working experience in ITSM environments • Strong communication and analytical competencies • Strong understanding of the importance of processes and SLAs
